Interactive Voice Response (IVR)

Interactive Voice Response (IVR) is an automated phone system that lets callers navigate menus using their voice or keypad before reaching a live agent. A typical IVR greets the caller, presents a set of options (“Press 1 for billing, press 2 for support”), and routes the call accordingly, sometimes resolving simple requests without an agent at all.

IVR systems are often the first thing a customer interacts with when calling a business, which makes their design a meaningful part of the overall phone support experience.

How IVR Works

  • A recorded menu presents callers with a set of options
  • Callers respond by voice or keypad input to route their call
  • Some requests, like checking an order status, can be resolved entirely within the IVR
  • Calls needing a live agent are routed based on the caller’s selections

Why Businesses Use IVR

  • Routes callers to the right agent or department automatically
  • Resolves simple, repetitive requests without tying up a live agent
  • Collects basic information upfront, reducing time spent on the live call
  • Manages high call volume by directing traffic efficiently across teams

IVR vs Automatic Call Distribution (ACD)

IVR handles the caller-facing menu and self-service options; ACD handles the backend routing logic that decides which specific agent receives the call once it’s ready for a human. The two systems typically work together — IVR sorts the call by category, ACD assigns it to the right available agent.

When Businesses Use IVR

  • Call volume is high enough that manual routing isn’t practical
  • Certain requests, like balance checks or order status, can be automated
  • The business wants to route calls by department, language, or issue type
  • Reducing wait times for the most common types of calls is a priority
